The Future of CX Is Already Here: Five Insights from the Customer Xperience Alliance Annual Conference 2026

The Customer Xperience Alliance Annual Conference is one of the most important gatherings in our industry: a room where customer experience leaders, technology innovators, practitioners and outsourcing specialists come together to do something that is increasingly rare: think critically about where CX is really heading, not just where the hype says it should go.

This year, CallForce Outsourcing Specialists was proud to have our very own Justin Aldrich, Global Business Development Executive, in attendance, and not merely as an observer. Justin joined the main stage as a panellist on “The Great CX Outsourcing Reset: The Future of CX Delivery and Location Strategy”, bringing more than 25 years of BPO and CX industry experience to a conversation that proved to be one of the most frank and forward-looking of the conference.

Here are the five key themes Justin brought back from the event.

“AI isn’t killing outsourcing. What it’s doing is accelerating the evolution of both CX and the BPO industry.”

  1. The question has changed

    Nobody at this conference was asking “Will AI change CX?”

    That question has been answered. The consensus was clear: AI is already changing CX, and the conversation has moved decisively on. What delegates were debating was implementation, governance, trust, transparency and, above all, measurable business outcomes.

    The organisations creating the most value are no longer experimenting. They are embedding AI into their customer operations and finding practical ways to improve efficiency, quality and customer outcomes. The era of the pilot is over. The era of the integration has begun.

  2. Human interaction is not in decline: it is being redefined

    Despite the excitement surrounding AI capabilities, there was a clear and consistent message from the floor: customers still value empathy, judgement and human understanding.

    Technology can automate processes, accelerate service and reduce effort. But customer loyalty is still built through trust. And trust, more often than not, requires a human voice.

    The future of CX is not humans versus AI. It is humans and AI working together more effectively than either could manage alone. Organisations that understand this distinction are already pulling ahead.

  3. Customers have stopped caring about channels

    One of the strongest and most consistent themes throughout the event was the shift from channel management to outcome delivery.

    Customers do not care whether their issue is resolved by voice, chat, messaging, automation or AI. They care that it gets resolved: quickly, correctly and without unnecessary friction.

    That shift is forcing organisations to rethink traditional service models. The measure of success is no longer the volume of interactions handled. It is the quality of outcomes delivered.

  4. Outsourcing is entering a new phase of evolution

    As a panellist on the outsourcing track, this topic was naturally close to Justin’s focus. The discussion did not disappoint.

    For years, predictions have circulated about the decline of outsourcing. Each new development, whether political pressure, economic uncertainty, automation, chatbots, self-service, COVID or AI, has been positioned as the force that would finally end the industry.

    The BPO industry remains not only intact but evolving. What AI is doing is not eliminating outsourcing. It is exposing the weaknesses of outdated outsourcing models.

    For decades, too many providers built their businesses around selling seats, headcount and utilisation. But that is not what clients are buying. They are buying outcomes:

    • Faster resolution times
    • Better customer satisfaction scores
    • Lower cost-to-serve
    • Improved customer retention
    • Greater operational resilience

    The providers who succeed in the next decade will be those who can combine people, AI, automation and analytics to consistently deliver those outcomes at scale.

  5. The future belongs to outcome-based partnerships

    Perhaps Justin’s most significant takeaway from the conference was the direction of travel in how organisations are thinking about outsourcing relationships altogether.

    Across industries, organisations are looking for partners who take ownership of business outcomes, not simply providers of resource. The conversation is moving beyond Business Process Outsourcing towards what Justin describes as Business Function Outsourcing: a model where accountability, performance and continuous improvement sit at the heart of the relationship rather than the edges of a contract.

    For providers willing to embrace that shift, the opportunity is significant. For those who are not, the pressure will only grow.

Every few years, a new technology arrives and someone declares the end of the BPO industry. After more than two decades in this sector, Justin has learned not to pay too much attention to those predictions. What he does pay close attention to is how quickly the industry adapts.

If the discussions at this year’s Customer Xperience Alliance Conference are anything to go by, adaptation is happening at pace. AI is not killing CX. AI is not killing outsourcing. What it is doing is raising the bar for everyone in the industry and accelerating the distance between those who are evolving and those who are not.
